DUTIES & RESPONSIBILITIES:

  • Conduct quality audits of back-office requests and tickets received via email and voice channels to identify issues and improvement opportunities.
  • Perform in-depth reviews of operational procedures to uncover trends, recurring themes, and knowledge gaps, supporting team upskilling initiatives.
  • Audit requests processed by agents to ensure quality calibration and identify defect trends and quality disputes.
  • Leverage a strong understanding of metrics and workflows to analyze quality trends, perform error analysis, and prepare actionable reports.
  • Partner with the Team Manager to identify workflow gaps and implement process improvement initiatives.
  • Maintain and update knowledge management materials, training content, and change management documentation for the assigned support domain.
  • Provide structured quality feedback to back-office and front-office (voice) agents based on established quality checklist parameters.
  • Collaborate with the Process Manager to identify training needs and recommend development plans for underperforming employees.
