Role Overview

As a leader in our organization, you will be responsible for monitoring queues in real-time to identify potential risks to meeting contractual Key Performance Indicators (KPIs). Your expertise will enable you to address non-adherence at the consultant level and coordinate offline activities. You will also prepare End of Day (EOD) performance analysis reports and strengthen relationships.

This role requires a strong understanding of call center KPIs, including Average Handling Time (AHT), Abandonment %, Line Adherence, Handling Capacity, and Service Level Indicator (SIR).

Key Responsibilities
  1. Monitor queues in real-time to identify risks to meeting contractual KPIs such as Service Level, Abandonment %, Line Adherence, Handling Capacity, and SIR.
  2. Address non-adherence at the consultant level and implement corrective actions.
  3. Coordinate offline activities and ensure seamless workflow.
  4. Prepare EOD performance analysis reports and provide insights for improvement.
  5. Develop trust and rapport with team members and foster a collaborative environment.
Requirements

To succeed in this role, you will need:

  • At least three years of experience in a call center environment.
  • Basic knowledge of Microsoft Excel.
  • Understanding of call center KPIs and metrics.
  • Excellent verbal and written communication skills.
  • Leadership skills to lead improvements and resolve issues.
