Your Role in Shaping Operational Success

What You'll Bring to the Table
- 3 to 5 years of relevant experience
- Proven leadership experience in workforce management within contact center or customer support environments
- Demonstrated ability to collaborate with operational excellence or performance management teams to achieve business outcomes
- Strong analytical skills with advanced proficiency in workforce management tools (e.g., Zendesk) and data visualization platforms (e.g., Tableau)
- Ability to translate complex workforce data into actionable insights for senior leaders
- Excellent stakeholder engagement and influencing skills across all organizational levels
- Strong coaching and team leadership skills
- Proven track record in delivering efficiency, cost reduction, and service improvement through workforce initiatives
What You'll Do Every Day
- Partner with the Operational Performance Manager to align workforce planning strategies with overall CSO goals and operational excellence initiatives
- Lead, coach, and develop the Workforce Planning team (Real-Time Analyst and Workforce Coordinator) to ensure accurate forecasting, effective rostering, and optimized scheduling
- Develop, maintain, and improve medium- and long-term workforce forecasts to guide recruitment, scheduling, and budget decisions
- Oversee real-time performance monitoring, resolve operational disruptions, and provide guidance and escalation support to the Workforce Coordinator and Real-Time Analyst
- Analyze consultant productivity, customer demand trends, and contact volumes, providing actionable insights to the Operational Performance Manager and senior stakeholders
- Collaborate with the Quality Assurance Lead and Performance & Insights teams to integrate forecasting and performance data into operational improvement initiatives
- Develop and maintain workforce planning policies, procedures, workflows, and reporting standards aligned with continuous improvement practices
- Recommend and implement workforce management tools, systems, and processes that enhance efficiency, reduce costs, and improve customer experience
- Present workforce insights through clear data visualizations and reports to support operational and strategic decision-making
- Build and maintain strong relationships with internal and external stakeholders to ensure proactive, collaborative, and aligned workforce planning
- Foster a culture of continuous improvement by sharing workforce insights that influence CSO-wide operational strategies
