Reports to: Quality Analyst Team Lead
Department: Global Service Desk
Job Summary:
The Quality Analyst for the Service Desk will be responsible for monitoring, analyzing, and improving the quality of support provided by the Service Desk team. This role involves assessing call and ticket handling, providing feedback, and ensuring adherence to established performance standards. The ideal candidate must speak English to cater to our end users.
Key Responsibilities:
- Conduct regular quality assurance assessments of service desk ticket resolutions, live calls, and chat interactions to ensure compliance with quality standards.
- Identify trends and areas for improvement, providing actionable feedback to Service Desk Agents.
- Create and maintain quality performance reports, highlighting strengths and areas for development.
- Collaborate with the team to develop and implement quality improvement initiatives.
- Facilitate quality review sessions with team members to discuss findings and promote ongoing training.
- Ensure documentation and knowledge base are accurate and reflect best practices.
- Assist in the development of quality metrics and benchmarks aligned with organizational goals.
- Provide support in bilingual communication, ensuring comprehensive service to our Portuguese or Spanish-speaking customers.
Qualifications:
- Bachelor's Degree, IT experience or relevant field preferred.
- Minimum of 5-7 years of experience in quality assurance or quality control, preferably within a service desk environment.
- Strong analytical and problem-solving skills.
- Excellent communication and interpersonal skills.
- Familiarity with ITIL framework and service desk operations is a plus.
- Attention to detail and a proactive mindset.
