Job Description:

This is a senior leadership role that oversees workforce planning and strategy. The successful candidate will be responsible for developing and implementing long-term workforce plans aligned with business goals, forecasting contact volumes and staffing needs, and collaborating with senior management to align workforce strategy with operational objectives.

Key Responsibilities:
  • Workforce Planning: Develop and implement comprehensive workforce plans that meet service level agreements (SLAs).
  • Forecasting: Accurately forecast contact volumes across multiple channels (phone, chat, email, social media) and ensure optimized agent schedules.
  • Team Leadership: Lead, mentor, and develop the WFM team with focus on forecasting, scheduling, and reporting.
  • Performance Monitoring: Monitor KPIs (e.g., service levels, adherence, shrinkage, occupancy, forecast accuracy) and generate reports for senior management.
  • Cross-Functional Collaboration: Act as liaison among WFM, Operations, HR, IT, and other departments; participate in cross-functional projects and maintain client relationships.
