Call Center Performance Expert

Sutherland is seeking a talented professional to join our Real-Time Analysis team as an Associate Manager. As a key member of our operations team, you will be responsible for monitoring queues in real-time to identify and address potential risks to meeting contractual KPIs.
This role requires strong analytical skills, excellent communication abilities, and the ability to think critically in fast-paced environments. You will work closely with floor supervisors to ensure that non-adhering agents are supported and equipped to meet performance expectations.
Core Responsibilities:
- Monitor service level performance at interval level against planned AHT, Aux and Shrinkage metrics.
- Correlate non-adherence at Consultant level with service level performance.
- Make real-time call-outs on performance and staffing levels to floor supervisors for appropriate action.
- Coordinate offline activities and prepare EOD performance analysis reports.
- Strengthen relationships by following up and ensuring callouts on non-adherence are corrected to improve productivity and performance.
