Job Overview:

This is a specialist solutions provider role that requires problem-solving capabilities for incidents logged by clients and/or alerts from infrastructure monitoring. The ideal candidate will have attention to detail, adherence to quality standards, time management, and be target-oriented to deliver against agreed KPIs and customer service level agreements.

The successful applicant will also be expected to support other colleagues in the SMC, acting as an escalation point. They would act as the final reviewer before potential escalation to vendors. Or in some cases, working on issues and continuing investigation while the case is also being looked at by Microsoft.

This position involves taking ownership of cases escalated to Microsoft, managing comms between customers and vendors, setting up troubleshooting calls, and accurately logging time into the system.

Key Responsibilities:
  • Ensure SLAs and KPIs are achieved by taking ownership and responsibility for cases that come into the SMC in a 24x7 support environment
  • Monitor queues for incoming alerts and incidents
  • Work collaboratively with team members to ensure speedy resolution of client issues
  • Participate in various roles needed during client-facing escalations and in post-incident reviews/lessons learnt activities
  • Provide reactive and proactive patching services including risk assessment, scheduling, and customer change management procedures
  • Work closely with Technical Escalation and Service Delivery teams regarding root cause analysis, escalations, and reports
  • Manage escalations to vendors and work with them as necessary
  • Participate in regular audits to ensure adherence to organizational compliance requirements and governance for continuous improvement
  • Engage in mentoring and knowledge sharing within the team
  • Develop configuration documentation
